Job Purpose & Scope:

Prepares, coordinates, and conducts quality reviews and needs assessments to ensure quality standards and service requirements are met.

Essential Job Functions:

1. Evaluates and develops training needs and specific performance improvement solutions.

2. Prepares and conducts regularly scheduled quality reviews to ensure that service and quality control standards are met.

3. Analyzes quality issues and improvement opportunities and makes initial recommendations for agent supervisor or call center management review.

4. Performs quality related coaching and feedback discussions with call center staff.

5. Delivers feedback and/or training that supports consistent processes and performance improvement solutions. 

6. Communicates an agent’s progress regularly to the agent’s supervisor.

7. Recommends, develops, and/or conducts additional agent training based on quality review results and ongoing needs assessments.

8. Participates in projects as assigned.

9. Represents the Bank to the customer in a courteous, professional manner, and for providing prompt, efficient and accurate service in processing transactions. 

10. Answers inbound telephone calls, ascertaining customers’ needs and/or the subject of their calls, and assists the customer or transfers the customer to the proper department or person for assistances as needed.

11. Performs transactions and other customer-driven processes (e.g., account records).

12. Records changes to customer data and processes in accordance with procedures.

13. Recommends improvements to the policies and procedures that affect customer service.

14. Maintains good punctuality and attendance to work. 

15. Follows Bank policy, procedures and guidelines. 

Knowledge, Skills & Abilities:

1. Knowledge of call center principles.
2. Knowledge of general banking principles and/or financial services.
3. Ability to communicate effectively both verbally and in writing.
4. Ability to demonstrate initiative to accomplish work objectives.
5. Ability to work effectively and demonstrate flexibility in a continually changing environment.
6. Ability to manage multiple tasks with exacting deadlines in a fast-paced environment.
7. Ability to demonstrate effective customer service skills.

13. Skill in using computer and Microsoft Office, including Outlook, Word, Excel, and PowerPoint.

Basic Qualifications:

1. High school diploma or equivalent required. 

   1. Minimum of six (6) months’ work experience in call center required.

   2. Minimum of one (1) year supervisory experience preferred.

   3. Minimum of one (1) year experience performing quality assurance responsibilities preferred.
